Why on-site matters
You can't read a customer experience over a video call.
The experience lives in the room — in the pause before someone's greeted, the tone of the check-in, the way a table feels, what happens when something goes slightly wrong. None of it shows on a spreadsheet, and half of it wouldn't survive being described in words. I need to be inside it, moving through it as your customers do, to read it honestly.
That's why the wider practice is called In the Room. And it's why The Read only works if I'm there.
How the method is different
Most customer experience work adds the customer as a stage at the end of an existing process. A survey here. A feedback loop there. A training day for the frontline. The underlying operation stays exactly as it was.
I work the other way round.
Idea to Value — the system I've built over twenty years — is customer-back by origin. The first version was drawn from a customer on a wall, working backwards to the idea and demand. Every process, every handover, every decision is examined from the customer's side of it, not the business's.
The villain I'm watching for is bolted-on customer centricity. Businesses that talk about the customer at the front, and haven't redrawn a single internal step around them at the back. It's the most common pattern I see, and it's why so much investment in customer experience doesn't move the actual experience.
Your business will already have the intention. The R finds where the intention gets lost between there and the customer.
